보험소비자의 불만경험이 불평행동 및 공모행동의도에 미치는 영향

본 연구는 보험서비스 단계별로 보험소비자의 불만경험이 불평행동, 공모행동의도에 미치는 영향을 구조방정식모형을 이용하여 실증분석하였으며, 개인적 특성요소로서 자기정당성에 따른 불평행동이 공모행동의도에 미치는 영향을 다중회귀분석하였다. 연구자료는 전국 7대 도시의 보험소비자 중에서 불만을 경험한 보험가입자(N=504)를 대상으로 온라인 설문조사하였다. 분석결과 보험가입단계에서의 보험소비자의 불만경험은 민원제기와 무반응을 거쳐 보험소비자의 공모행동의도에 영향을 미쳤으며, 공모행동의도에 직접적으로도 영향을 미쳤다. 보험유지단계에서 보험소비자의 불만경험은 민원제기와 무반응을 거쳐 보험소비자의 공모행동의도에 영향을 미쳤다. 보험보상단계에서 보험소비자의 불만경험은 민원제기를 거쳐 보험소비자의 공모행동의도에 영향을 미쳤으며, 보험소비자의 불만경험이 무대응에는 영향을 미치지 않았으나 무대응은 공모행동의도에 영향을 미쳐 보험가입단계나 보험유지단계와는 다른 양상을 보여주었다. 본 연구결과는 보험사, 보험협회 및 금융당국이 보험서비스 단계별로 보험소비자가 경험한 불만 원인 및 불만경험이 불평행동, 공모행동의도에 미치는 영향을 정확하게 이해하여 보험소비자 보호 및 보험산업 발전방안을 마련하여야 할 필요가 있음을 시사한다. This study empirically analyzed the effect of insurance consumer’s complaint experience by insurance service stage on complaint behaviors and the intention of co-offending behavior using the structural equation model. Multiple regression analysis was conducted to determine the effect of complaint behavior on the intention of co-offending behavior according to self-justification as an individual characteristic factor. The research data was conducted on-line survey of insurance consumers (N=504) with dissatisfied experiences among insurance consumers in the seven major cities in Korea. As the result of the analysis, the experience of dissatisfaction of insurance consumers at the insurance subscription stage influenced the intention of co-offending behavior of insurance consumers through filing complaints and non-response, and also directly affected the intention of co-offending behavior. In the insurance maintenance stage, the insurance consumer’s experience of dissatisfaction had an effect on the insurance consumer’s intention of co-offending behavior through filing complaints and non-response. In the insurance compensation stage, the insurance consumer’s experience of dissatisfaction influenced the consumer’s intention of co-offending behavior through filing complaints, and the insurance consumer’s experience of dissatisfaction did not affect non-response. The non-response had an effect on the intention of co-offending behavior, showing a different pattern from the insurance subscription stage or the insurance maintenance stage. The results of this study suggest that insurers, insurance associations, and financial authorities need to accurately identify the causes of consumer complaints at each stage of insurance service, and the effect of complaint experiences on complaint behaviors, and intention of co-offending behavior, and to prepare plans for the development of the insurance industry and insurance consumer protection.
