Abstract
The influence of customer's complaints on emotional labor and job engagement of ground crews

This research analyzed how complaint behavior from customers affect job engagement and the degree of emotional labor for ground crews of airline and studied whether there is a mediating effect between emotional labor and job engagement. For this study, the author conducted a survey of 200 ground crews from both major and minor airlines from June 2015. With the 180 survey responses, excluding 20 responses that were answered insincerely, the author carried out factor analysis, reliability analysis, correlation analysis, regression analysis, and practical analysis. The summary of result is as follows:
Firstly, after verifying the first hypothesis that customer complaint behavior would have significant effect on emotional labor, the result have shown that the direct complaint behavior does not have a significant effect, thereby dismissed, however the inderect complaint behavior has significant effect, thereby adopted.
Secondly, the second hypothesis that emotional labor would have effect on job engagement has proved positive, thereby adopted.
Thirdly, the third hypothesis that customer complaint behavior would have effect on job engagement has proved negative, thereby dismissed, however the indirect complaint behavior has effect on job engagement, thereby adopted.
Finally, the fourth hypothesis that there would be a mediating effect between customer complaint behavior and job engagement of ground crew has proved as follows: a mediating effect has been found between indirect complaint behavior and job engagement (H4-2), and between indirect complaint behavior and job engagement (H4-4), however a mediating effect has been partially found between direct complaint behavior and job engagement. In addition, no mediating effect of internalized behavior has been found between direct complaint behavior and job engagement as well, thereby dismissed (H4-3).
