Service providers feel some pressure and have some load psychologically in the service encounter. The pressure and load will be heavier when they attempt to deliver negative news to their customers (necessary evil behavior). The purpose of this study is to identify factors that service providers may have when they deliver negative news to their customer. In fact, the study is to investigate how their feeling of guilt, sympathy, and cognitive load are influenced by he perceived responsibility, justifiability, and task difficulty. In addition, the relationships between their feelings and their use of interpersonally sensitive behavior and perceived relationship quality are investigated.
As a result, service providers who perceived more responsible, less justifiable, and more task difficulty felt more sympathetic when they deliver negative news to their customers. In addition, service providers who felt more sympathetic showed more interpersonally sensitive behavior. When they try to behave more interpersonally sensitive behavior they perceived a better relationship quality with customers.
