    고객만족의 오해와 진실 = 의사만족에서 진실만족까지

    고객만족은 마케팅 연구의 핵심이며, 충성도와 재구매의도의 중요한 선행요인으로 잘 알려져 있다. 직·간접적으로 고객만족이 기업에게 주는 효익은 엄청나다고 할 수 있고 이에 따라 기업들은 고객을 만족시키기 위해 많은 노력을 펼칠 뿐만 아니라 고객만족조사를 통해 기업의 성과를 측정하고 있다. 그러나, 기업들은 고객들로부터 불만족이 나오지 않도록 조사를 실시하는 경우가 많으며, 고객 입장에서도 상황적으로 나 개인적인 이유 등으로 진실로 만족에 대한 표현을 하지 못하는 경우가 발생한다. 결국, 고객만족이 매우 중요한 위치를 차지하고 있지만 제대로 고객만족이 조사되지 않거나 고객으로부터 정확하게 표현되지 않고 있을 가능성이 매우 높다. 지금껏 많은 연구들에서 고객만족을 불만족에서 만족까지의 영역에서 다루었다면, 본 연구에서는 과연 고객만족이 의사(spurious)적이냐 진실이냐의 영역에 대해 다룰 필요가 있다는 것을 제언한다. 이때, 의사만족이란 다양한 이유에 의해 만족한다고 표현했지만 진실로 만족된 상황이 아닌 것을 의미하며, 겉으로 표현된 고객만족의 크기만큼 고객이 만족하고 있지 않은 상태로 정의될 수 있다. 즉, 과연 이러한 의사만족이 실제 현상에서 존재하는지와 그렇다면 그 이유는 무엇인지, 그리고 의사만족한 고객은 진실로 만족한 고객과 어떤 특성적 차이를 보이는지를 살펴볼 필요성에 대해 설명한다. 연구의 결과, 정성적 조사를 통해 실제 고객들은 의사적으로 만족을 표현하거나 경험하고 있는 것으로 나타났으며, 그 이유로는 개인적이거나 관계적인 것들이 언급되었다. 예를 들어, 크게 불편하지 않았기 때문에 매우 만족했다고 대답하는 경우와 같은 의사적인 만족현상이 엿보였으며, 이때 지속적인 서비스 이용이 고려되어서와 같은 관계적인 요소때문이라는 이유가 설명되기도 하였다. 나아가, 의사만족집단(몰입과 협력적인 행위가 결여되어 있음)은 진실만족 집단에 비해 지각된 품질과 고객만족, 고객만족과 구매의도, 고객만족과 고객충성도(한계수준) 사이의 경로계수가 통계적으로 유의하게 약한 것으로 나타났다. 가설과 반대의 경우로 나타난 애정의 경우에는 의사만족 집단이 진실만족 집단에 비해 한계수준에서 통계적으로 유의하게 고객만족을 잘 설명하는 하는 것으로 나타났다. 이는 정성적 조사의 결과와 통합적으로 고려해 볼 때, 지각된 품질이 매우 우수하지는 않았지만 남모를 애정(정성적 조사에서의 상대방에 대한 배려와 관계성)이 만족에 영향을 미친 것으로 파악된다. 물론, 고객만족의 불평행동에 대한 영향의 정도는 집단 간에 차이가 없는 것으로 나타났다. 결론적으로, 의사만족 집단의 경우에는 상대적으로 애정에 의한 영향이 크지만 구매의도 및 충성도 형성에서는 진실만족 집단에 비해 약하다고 할 수 있다. 결국, 궁극적으로 기업이 원하는 결과 도달에 있어서 의사만족은 많은 문제점을 내포하고 있다. 따라서, 실무적으로 이제 기업들은 고객들이 진실로 만족하고 있는 지에 대해 추가적인 조치를 통해 명확하게 그 여부를 확인할 필요가 있다고 말할 수 있다. 측정에서의 문제뿐만 아니라 상황적으로나 고객 개인적인 요인들에 대한 철저한 통제를 통해 고객들이 거짓되거나 과장된 정보를 제공하지 않도록 유도하여야 한다. 뿐만 아니라, 기업들은 이제 진실성 여부를 통한 명확한 마케팅 전략과 의사결정이 내려질 수 있도록 노력하여야 한다.

    Customer satisfaction is a core concept of marketing research field. It has been identified as an important antecedent of customer loyalty and repurchase intention so far. In fact, it is well-known that customer satisfaction can provide directly or indirectly tremendous benefits with a company. The company, thus, tries to satisfy its customers as well as strives to measure its performance through the results of customer satisfaction. However, when companies measure whether their customers satisfy or not, they are afraid that their customers may be dissatisfied in many cases. In the above sentence, we can understand between lines. The companies do not want to see the negative results about customer satisfaction. They often commit a satisfaction research on their customers not to say negatively. In addition, customers also may not be able to deliver their true emotions during the satisfaction research committed by the companies, because of some situational or personal reasons: sudden research, difficult to recall, annoying thing to answer, and so on. In short, even though customer satisfaction is a critical thing in marketing area, it is much likely to be measured inaccurately by companies and to be expressed untruly from customers. Many researches with respect to customer satisfaction in marketing literatures have dealt with customer dissatisfaction to satisfaction continuum. As considering the problem of customer satisfaction research mentioned above, however, it may be meaningless to pay attention whether a customer satisfies or dissatisfies. Thus, this paper suggests that customer satisfaction should be regarded as a continuum from spurious to true stream. At this time, spurious satisfaction can be defined as a condition that a customer who expressed "satisfied" or "much satisfied" during satisfaction researches, because of some situational or personal reasons, indeed, was not satisfied as much as his/her expressed satisfaction degree. It means that though the customer said she was satisfied or much satisfied, she wasn`t truly satisfied. For example, consider that a customer after using a product or service is asked to answer whether she is satisfied or not with a company having provided that product or service. The customer might not feel much satisfied, but might not feel uncomfortable. She thinks it is not difficult to answer satisfactorily because she could get the solution anyway. Although she did not feel much satisfied with that product or service, she might deliver her distorted "much satisfied" answer because she feel such an ask annoying or she feel satisfied roughly anyway. Are there actually spurious satisfactions in a real world? This paper starts to discover these phenomena. If there were spurious satisfaction phenomena, what are the reasons? The first purpose of this paper is to identify and understand spurious satisfaction in a real consumption situation. To fully explain these things, we decide to use a qualitative methodology. In addition, what differences are there between spuriously satisfied customers group and truly satisfied customers group? The second purpose is to explain the characteristic differences between the two. To do that, we make a decision to use a quantitative methodology. As results, through the qualitative methodology, we could get some ideas that customers have actually expressed spuriously about their satisfactions, or experienced their spurious satisfactions. The reasons mentioned by those customers for these spurious satisfactions included personal things and mutual relationships. For a detailed instance, a woman, one of participants, said that she gave an answer of "much satisfied" to a researcher, because that service was not uncomfortable, it wasn`t the best, though. And she said that she felt firmly not to need to tell somebody negatively, or she said that she was afraid of saying negatively because she needed to consider the relationship with a service provider continuously.
