Internal marketing has received greater attention in the academic and management literature in recent years. There have been increasing number of organizations trying to adopt its concept since it is thought to be the best approach in order to establish a service orientation as an organizational imperative. The consensus is that the satisfaction of employees is important to the success of a firm since they play prominent role in determining service quality and customer satisfaction. This internal focus is the domain of internal marketing.
However, there has been little empirical evidence to support assertions that internal marketing influences either on employee satisfaction, motivation and retention or its external performance, such as customer satisfaction and financial performance.
The objective of this study is to elucidate the exact nature and construct of internal marketing and develop valid and reliable model by which its effectiveness can be measured. The measurement of effectiveness of internal marketing has been divided into two arbitrary categories, namely internal market orientation and internal customer orientation. The model integrates two models of internal marketing of which validity and reliability have been tested. These are a model of internal market orientation, defined as the application of internal marketing to the human resources management of the firm, and a model of internal customer orientation, defined as the application of internal marketing to the total quality management of the firm.
It has been found that both models of internal marketing influence on employee's job satisfaction and their attitudes and behaviors. However, internal market orientation of the firm appears to have more significant impact on employee's job satisfaction and employee's own service quality in service delivery process rather than internal customer orientation. The result indicates that how organization as a whole serve its employee is more important than how employees serve one another. It seems to suggest that if an organization is to attract and retain internal customers to ensure a sustainable competitive advantage, they must focus their efforts on in identifying needs and wants of their internal customer. After all, a firm's response to these needs and wants will result in one another's interest in delivering quality service, hence attracting and retaining external customer patronage and organizational growth.
The implications of this study, methodological issues, limitation and further direction are suggested.
