본 연구는 CIT를 서비스 연구에 도입하여 외식 서비스 인카운터의 구조를 파악하고 외식 서비스를 향상시키기 위한 경영전략을 제시하고자 하는 연구목적을 설정하였다. 또한 전 연구 과정이 CIT 연구 절차를 준수함으로써 국내 CIT 연구의 가능성과 그 한계를 찾고자 하였다. 외식 서비스 인카운터 중 결정적인 서비스 인카운터를 수집하고 분석함으로써 결정적으로 만족/불만족에 영향을 미치는 요인을 밝혀내고자 하였으며, 이러한 목적을 달성하기 위한 연구방법으로 CIT를 도입하였다. 일반적인 서비스 관련 연구와는 달리 서비스 인카운터 연구는 자세하고 구체적인 정보를 요구하기 때문에 기존의 양적인 연구로는 이러한 목표를 달성하는데 한계가 있다. CIT는 인간행동의 결과에 결정적으로 긍정 혹은 부정적인 영향을 미치는 실제 사건을 수집하고 분석하여 분류시스템을 개발하는 질적 연구방법이다.
지난 1년간 외식경험이 있는 246명으로부터 결정적인 만족사건 177사건, 결정적으로 불만족한 사건 169사건을 수집하여 분석한 결과 5개의 주항목(핵심서비스, 고객 요구에 대한 종사자의 반응, 요구되지 않은 종사자의 자발적인 행동, 환경과 시설, 시스템)과 36개의 하부항목으로 구성된 외식 서비스 인카운터 분류시스템을 개발하였다. 다른 국외 CIT연구와 비교하여 비교적 많은 하부항목을 가지고 있으며, 이러한 결과는 자세한 자료를 최대한 이용하고자 하는 CIT의 연구목적을 충분히 달성하였다고 할 수 있다. 또한 구체적이고 세부적인 외식 서비스 인카운터 분류시스템을 개발하고자 하였던 본 연구 목적을 달성하였을 뿐만 아니라 서비스에 대한 세밀한 연구를 요하는 서비스 인카운터 연구에 CIT가 효과적이라는 것을 다시 한번 입증하였다.
CIT 연구에서 빈도에 대한 분석에는 여러 가지 문제가 내재되어 있음에도 불구하고 만족을 일으키는 요인과 불만족을 일으키는 요인의 빈도에 확연히 차이가 나는 것을 발견하게 되었다. 즉, ‘서비스 인카운터에서 만족과 불만족을 일으키는 결정적인 요인에는 근본적인 차이가 있을 것이다’라는 추측을 하게 되었다. 요인별 만족/불만족 집단간 차이를 검증한 결과 10개의 요인에서 유의한 차이가 있음을 밝혀내었다. 이 결과를 빈도에 의한 순위와 비교하여 분석한 결과 모든 요인은 크게 4가지 유형, 만족요인(아이들에 대한 배려, 아이들을 위한 시설, 고객의 실수, 설명 및 교육, 무료, 이벤트, 분실물 처리), 불만족요인(청결, 고객의 일상적인 요구, 서빙 시간, 음식의 위생, 일관성, 주문 강요), 전체요인(종업원의 태도, 음식 맛, 고객에 대한 주의력, 음식의 질, 음식 가격, 분위기), 기타요인(음식 양, 음식의 다양성, 고객의 특별한 요구, 종업원의 실수, 총체적인 평가, 관계, 쿠폰·포인트 제도, 주차장, 좌석배치, 품절, 직업윤리, 빨리 떠나도록 재촉, 다른 고객, 퇴식, 대기, 시스템 실패, 차이) 등으로 분류할 수 있었다. 비록 카이스퀘어 검증과 순위만으로 검증된 결과이지만 Cadotte와 Turgeon이 만족요인, 불만족요인, 결정적 요인, 중립요인으로 구분한 연구 결과와 매우 흡사한 것으로서 그 신뢰도가 입증되었다고 할 수 있다. 또한 이러한 결과는 연구 초기에 기대하지 못하였던 것으로서 CIT 연구가 주는 또 다른 성과라고 하겠다.
서비스 인카운터와 소비후 행동과의 관계에서 결정적인 서비스 인카운터는 서비스 평가에 결정적인 영향을 주며, 결국 소비후 행동에도 많은 영향을 주는 것으로 나타났다. 결정적인 서비스 인카운터는 만족 사건의 경우 83,1%, 불만족 사건의 경우 89.9%가 재방문에 영향을 주었으며 그 영향 정도도 5점 만점에 4.6이상을 나타내어 그 영향정도가 매우 크다는 것을 알 수 있었다. 이러한 결과로 미루어 외식경험의 만족/불만족에 서비스 인카운터가 매우 중요한 역할을 한다는 것을 알 수 있다.
CIT는 매우 체계적인 과정을 요구하면서도 구체적인 가이드 라인이 없기 때문에 국내 연구에 도입하는데는 많은 어려움이 있었다. CIT 기준에 부합되는 사건을 수집하는 과정이 가장 큰 어려움 중의 하나였으며, 이는 사건과 관련된 어휘의 모호성과 서술형 답안 작성에 대한 미숙함에서 그 원인을 찾을 수 있다.
이러한 분석결과를 근거로 고객 만족도에 따라 전체요인의 최대경영, 만족요인의 최대경영, 불만족 요인의 최소경영, 기타요인의 적정 수준의 경영을 제시하였다. 또한 한식외식업소의 서비스 개선의 필요성, 장기고객의 중요성에 대한 인식, 종사원의 중요성, 만회경영전략 등과 같은 서비스 인카운터 경영에 대한 제언과 CIT 연구자들을 위하여 CIT 기준준수, 분석자와 코더의 수, CIT와 online 연구 등에 대한 제언을 하였다.
본 연구는 국내에서 실시되는 초기의 CIT 연구로서, 가능한 한 CIT의 연구 절차를 준수하고자 노력하였다. 그러나, online 설문으로 인한 표본의 대표성 문제, CIT 기준 준수의 어려움, 독립된 코더의 부재 등과 같은 연구절차상의 한계점이 발견되었다.
국내 관광분야에서 CIT를 사용한 초기 연구로서 향후 연구과제는 무궁무진하다고 하겠다. 종사원 관점에서의 외식 서비스 인카운터 연구, 업소 유형별 (한식, 양식, 일식, 중식) 연구, 다른 외식경험자를 대상으로 한 분류 시스템의 중요도 검증, 서비스 인카운터 요인의 4가지 유형에 대한 실증 검증, 업소 유형별 서비스 인카운터 요인의 4가지 유형별 요인분석, 실제 사건과 추측에 의한 설문 응답 결과의 차이에 대한 검증 등, 보다 체계적이고 심도 깊은 연구가 필요하다.

The food service industry shares some characteristics with other service industries in this respect to the concurrent of production and consumption, which makes food service quality influenced by the changeable conditions at the time of service delivery. In this meaning, managing food service is a challenging job since it is hard to control its quality. Every service moment should be improved in order to improve the entire service quality. Studying service more precisely is directly related to service encounters that are sub-units of an entire service.
This study applied the Critical Incident Technique(CIT) to food service encounters as a research method that could have researchers collecting very detailed critical data and giving practical insights to the practitioners. The CIT is one of the formal qualitative research methods that collects the incidents influencing critically to the result of a human activity and develops a category system at the detailed level based on human behaviors.
Three main purposes were established in this study. The first purpose is to systemize the basic theories by reviewing the literature of service encounters and the CIT in order to apply the method to the food service study. The second is to develop a category system of food service encounters and suggest practical management strategies based on the system and the collected real incidents. Finally, the third is to test the possibility of the CIT in Korean research and show a practical guideline for its procedures and the limitations.
177 satisfying and 169 dissatisfying incidents were collected on-line from 246 customers who had visited restaurants at least once during the last year. Another analyst joined to develop the category system of the food service encounters from the 346 incidents. The coefficient of reliability and alternative index reliability I_(r) were calculated for the interjudge reliability between the author and the analyst and for the intrajudge reliability between the first and the second coding by the author. The results are 87.6%, 0.93 / 89.8%, 0.95 for the satisfying incidents and 84.0%, 0.92 / 91.7%, 0.96 for the dissatisfying incidents, respectively. Two tests for the content validity were tried. As a result, the high validity and reliability of this research were obtained.
The category system developed in this study has five main groups such as core services, employee responses to the needs requested by customers, unprompted and unsolicited employee actions, surroundings and facilities, and system itself and thirty-six categories, which are more detailed than those of other CIT studies. The thirty-six categories include very precise critical elements in the food service encounters and some of them have never been found in other food service studies. The analysis based on the frequencies has some limitations in the CIT studies because the frequency could be influenced by the structure of the category system itself and based on the critical incidents not the normal incidents. It was, however, realized that there might be some differences between the frequencies of the satisfying and dissatisfying elements, which means the causes which make the customers satisfied or dissatisfied have different roots. As a result of x^(2) test, there were some significant differences in 10 elements between the satisfying and dissatisfying ones at the level of p < 0.05. The 36 categories were divided into four types (entire, satisfying, dissatisfying, and other elements) according to the x^(2) result and the top fifteen elements by the frequency order. This four-type classifying is very similar to the result of Codette & Turgeon's study, but the elements in each type are different. It implies that there are differences in the cultures, places, and time between the two studies, that is, the two countries. According to customer satisfying levels, these four-type management strategies were suggested, such as the maximized management strategy for the entire elements, the maximized for the satisfying, the minimized for the dissatisfying, and the proper level for the others based on the above results.
It was found that the service quality of Korean style restaurants should be improved urgently because they were the most frequently used restaurants and the most dissatisfying restaurants at the same time compared with the western, Japanese, and Chinese style restairamts. Another finding is that just one critical incident affects restaurant customer behaviors after the purchasing in the forms of revisiting and word-of-mouth, so food service managers should count on managing the critical food service encounters more than in other service industries. The narrow definition of a service encounter is the interaction between the customers and the employees, which was highlighted through this research. The fourteen out of the thirty-six elements are related to the employee's behaviors and happened more frequently in the real restaurant situation than the others. The recovery management was also suggested important because the customers were more dissatisfied with the wrong recovery process than with the mistake itself.
It was not easy to apply the CIT into the food service encounters because there rarely existed its information or guideline in Korea. The first problem is about the criterion of 'incidents'. The incidents should be human activities that are sufficiently complete in themselves. The service encounters in this study include not only the interactions between the people but also the people and nonhuman things, so the criterion could not be strictly kept. In the collection of data, the dissatisfying incidents were described more detailed and specific than the satisfying incidents, which makes the researcher more careful in designing the survey questions to ask satisfying incidents. At least two category system analysts and one independent corder are recommended in order to enhance the objectivity of the CIT studies. The CIT studies need qualitative data which is difficult to collect because Koreans dislike answering open-ended questions. So on-line surveys could be very effective and efficient even though the sample is limited to the netizens.
This study is only the beginning for the food service encounter studies using the CIT and there will be lots of further research subjects. First, a food service encounter category system should be developed from the employee's point of view and compared with the category system in this study because of the importance of the interactions between the customers and employees. Second, other service encounter category systems should be developed for each type restaurant such as Korean, family(western), Japanese, and Chinese while the category system in this study plays a role as a grounded basis for the food service studies. Third, the importance of the elements in the category system should be proved by other restaurant customers, which could enhance the validity and generalization of this study's result. Fourth, an empirical study is needed to test four-type elements that were proved partially in this study and the elements for each type should be identified according to the restaurant types, which would give some strategic insights to the food service managers. Fifth, a systematic research is needed to test if there are some differences between the results of the real experiences and the responses to the survey questions just by thinking or guessing. If the differences are true, this will impact the future service research.
This study has importance as the first food service study applying the CIT and in developing the grounded food service encounter category system. It could help future food service research in spite of certain limitations.
