The infinite possibilities of the service industry and the importance of interaction in it imply that competitive power truly depends on a service provider's ability in a service delivery process. Therefore, a service quality evaluation from a customer's point of view is the key to success.
It is difficult for a customer to evaluate a service quality without actual experience with it due to the nature of service. The role of a service provider is a very important part of service delivery, especially as interpersonal interaction directly impacts a customer's general service experience. The service provider's communication styles and nonverbal communications factors in the service encounter affect how a customer evaluates the service itself. Another important issue is that the environment of the service industry and its prospect in the expanding market requires that every service organization should distinguish itself from competitors according to its service type.
The objective of this study was as follows ; first, this study attempted to find out how different nonverbal communication factors (kinesics, proxemics/paralanguage, proxemics) impacted on presented communication styles (cooperation-style, control-type, professional-style, trust-style). Secondly, it tried to set a relationship between nonverbal communication factors, communication styles and service provider evaluation factors (customer orientation, competence, interactive response). Thirdly, it attempted to examine if there was a moderating effect between two service types, relationships and encounters, in the triangle of nonverbal communication factors, communication styles and service provider evaluation factors. To accomplish these goals, this study employed Gutek(1995)'s service types that are classified according to the duration of service interaction. Relationships occur when a customer has repeated contact with a particular provider (ex. hospital). Encounters, in contrast to relationships, typically consist of a single interaction between a customer and a provider, and are typically fleeting rather than lengthy (ex. fast-food restaurant).
The following is a summary of the results of the verified hypotheses. First, all nonverbal communication factors had a positive effect on cooperative-style, professional-style and trust-style, however, they had a negative effect on control-style. Secondly, when the degree of trust-style, control-style and cooperative-style was high, customers' evaluation on service providers' customer orientation was more positive. When the degree of professional-style, trust-style and cooperative-style was high and control-style was low, their evaluation on service providers' competence was also more positive. When the degree of trust-style, control-style and cooperate-style was high, and professional-style was low, their evaluation on service providers' interactive response was more positive. Thirdly, as the degree of kinesics and physical appearance was high, customers' evaluation on service providers' customer orientation and interactive responsive was more positive. All three nonverbal factors had a positive impact on customers' evaluation of the service providers' competence. Fourthly, the moderating effect based on service types appeared when service providers used professional-style or trust-style, or both communication types together and the degree of effect on customer orientation was larger in relationships (hospital) than in encounters (fast-food restaurant). The moderating effect also appeared when service providers used professional-style, and the degree of effect on interactive response was larger in relationships (hospital) than in encounters (fast-food restaurant). Service types did not affect the degree of customers' evaluation on service providers' competence. Finally, the moderating effect based on service types appeared when service providers used kinesics often, and the degree of effect on customer orientation and interactive response was larger in relationships (hospital) than in encounters (fast-food restaurant). The moderating effect also appeared in customers' evaluation on service providers' physical appearance, however the degree was larger in encounters (fast-food restaurant) than in relationships (hospital). A service type did not affect the degree of customers' evaluation on service providers' competence.
This study demonstrates that service providers have to consider the most effective type of nonverbal communication factors when they seek a pertinent communication style for their service with their customers. This study also shows that both nonverbal communication factors and communication styles help to improve customers' evaluations on each service providers' quality categories. Based on this evidence, service organizations have to establish standards and strategies to fit their service.
