Securing customer and maintaining customer relation are the primary condition for company survival. Call center has been utilized as the most efficient method to provide them. Call center supports bilateral communication between company and customer with low cost for business and marketing activity.
The initial call center has been recognized as a response center that deals with customer calls on the product purchased by customer and a department that only creates expense. Yet, as the current call center delivers outbound work, it generates sales by selling product. It also secures customer and performs a work to collect bond for transaction between company and customer. The initial recognition for it has changed to revenue department that brings gains. Hence, the importance of outbound call center has become critical in rather fierce environment of competition among companies.
Campaign managing system has been recently introduced to execute offensive marketing. In detail, it is an application that expands sales by providing cross-selling/additional selling and revitalizing customer at call center and manages campaign to increase sales through consideration for customer satisfaction and loyalty.
The introduction of a new information technology can be defined as success only if it reaches the ultimate objective of an organization, shows short-term/long-term performance, and competitiveness.
To minimize failure risk for a new technology that requires for vast amount of investment by company in advance, figuring out factors in success, measuring and reviewing the performance of the new technology are crucial.
Not only private companies, but also public institutes make efforts to introduce and revitalize call center as service channel for the nation. Despite the fact that call center is the integration of cutting-edge IT that uses various information technologies of hardware, software, knowledgeware, and manpower managing system, practicability research to find out the relation of it to performance such as factors in call center success, customer satisfaction, productivity increase, and market share is scarce.
The research to recognize the factors that induce system introduction and successful application at call center that adopts outbound system and how these factors affect customer satisfaction and performance is in need at the moment. Facing such need, the research attempts to find out solutions for the following research problems relevant to factors in success, customer satisfaction, and performance.
What is factors in success of the system recently introduced to outbound call center? For a information system introduced in involuntary environment, can appropriateness of the system for the task be a factor in success? What effects can the factor in success bring to customer satisfaction for those using the system? How is customer satisfaction for the newly introduced system related to performance?
To achieve abovementioned research objectives, the research examines relations among variables and develops comprehensive model about the relations, based on Seddon(1997) model that considers information system success model and involuntary user environment of DeLone and McLean(1992, 2002).
The research model suggests system quality, information quality, internal service quality utilized in DeLone and McLean(1992, 2002) model and task-technology appropriateness proposed by Goodhue and Thompson(1995) as external factors that have effects on recognized usability and customer satisfaction. It also sets personal performance and organizational performance as performance variables. Pondering involuntary environment, it sets recognized usability and customer satisfaction proposed by Seddon(1997) research as parameters to verify causality among factors and examine appropriateness of the model.
The research finds out, based on the practicability analysis result from 350 agents using campaign managing system of H company, that information quality, internal service quality, and task-technology appropriateness, among external factors, have positive effect on recognized usability. And it also shows that information quality, task-technology appropriateness, and recognized usability have statistical correlation with customer satisfaction. The cause-effect relation among recognized usability, customer satisfaction, performance variables is significant.
The research results suggests the importance of information quality, internal service quality, task-technology appropriateness as the critical success indexes for information system at outbound call center. In addition, as it proposes practicability integration model on structural relation among factors that illuminate factors in information system success, customer satisfaction, performance, the research is considered to have its importance to lay ground for the future research on this area.
The research makes managers for outbound call centers aware of the fact that information quality/internal service quality that a system provides and the appropriateness of the system for task are crucial for adopting a new system.
