본 연구는 디지털 전환이 가속화되고 비대면 소비문화가 일상화된 현대 외식산업 환경에서, 푸드테크(Food Tech) 서비스의 품질 요인이 소비자 만족도와 재이용 의도에 미치는 영향을 실증적으로 규명하고자 한다. 푸드테크는 인공지능(AI), 사물인터넷(IoT), 로봇기술, 빅데이터 분석 등 첨단기술이 식품의 생산·유통·소비 전 과정에 융합된 산업으로, 외식업의 효율성과 접근성을 높이는 한편 소비자의 경험 방식을 근본적으로 변화시키고 있다. 그러나 기술 중심의 접근이 확산되면서 서비스의 감성적 품질과 인간적 상호작용이 상대적으로 약화되었다는 비판도 제기되고 있다. 이에 본 연구는 기술 효율성과 인간 중심의 서비스가 균형을 이루는 디지털 서비스품질 모형을 제시하고, 푸드테크 서비스의 네 가지 품질 차원(유형성, 신뢰성, 반응성, 공감성)이 소비자 만족과 재이용 의도에 미치는 구조적 관계를 분석하였다.
연구는 전통적인 SERVQUAL 모형을 푸드테크 맥락에 맞게 재구성하였다. 유형성은 시스템의 시각적 디자인, 매장의 로봇 설비, 키오스크 인터페이스 등 물리적 환경을 의미하고, 신뢰성은 주문·결제·배달 과정의 정확성과 데이터 안정성, 서비스 일관성을 포함한다. 반응성은 고객의 요구에 대한 신속한 응대 및 문제 해결 능력을 의미하며, 공감성은 맞춤형 추천, 접근성 지원, 고객 배려 등 디지털 환경 속 인간 중심적 요소를 포괄한다. 이를 기반으로 본 연구는 서비스품질이 만족도에 미치는 직접효과와, 만족을 매개로 한 재이용 의도의 간접효과를 함께 분석하였다.
조사는 2025년 9월부터 10월까지 온라인을 통해 수행되었다. 최근 6개월 이내 푸드테크 서비스를 이용한 경험이 있는 소비자를 대상으로 표본을 모집하였으며, 총 430부를 배포하여 불성실 응답을 제외한 412부를 유효표본으로 활용하였다. 설문은 선행연구(Parasuraman et al., 1988; 변금섭·어윤선, 2022; 박순애, 2025)의 검증된 문항을 바탕으로 35문항을 구성하였고, 5점 리커트 척도로 측정하였다. 분석은 SPSS 28.0을 활용하여 탐색적 요인분석(EFA)으로 타당성을 확인하고, 신뢰도분석(cronbach’s α), 상관분석, 다중회귀분석을 수행하였다. 또한 각 변수 간의 관계를 통계적으로 검증하여 푸드테크 서비스품질 요인이 소비자 만족 및 재이용 의도에 미치는 상대적 영향력을 도출하였다.
분석 결과, 첫째, 서비스품질의 네 요인 모두 소비자 만족도에 유의한 정(+)의 영향을 미쳤다. 특히 신뢰성과 반응성의 영향이 두드러졌으며, 이는 푸드테크 서비스의 본질이 기술적 신뢰와 신속한 응대에 달려 있음을 보여준다. 신뢰성이 높은 서비스는 고객에게 일관성과 안정성을 제공하여 전반적인 만족을 향상시켰고, 반응성이 높은 서비스는 고객 불편을 신속히 해결함으로써 감정적 만족을 강화하였다. 유형성 역시 긍정적인 영향을 미쳤으며, 시각적으로 세련된 UI/UX, 로봇 서비스의 품질, 무인설비의 사용 편의성 등이 고객의 혁신 인식을 높였다. 공감성은 개인화된 추천, 맞춤형 정보 제공, 친절한 챗봇 응대 등에서 긍정적 작용을 하였고, 이는 기술 중심의 비대면 서비스에서도 인간적 배려의 중요성이 유지됨을 보여준다.
둘째, 소비자 만족도는 재이용 의도에 강한 정(+)의 영향을 미쳤다. 만족 수준이 높을수록 동일 서비스의 재이용 가능성과 주변 추천 의도가 모두 증가하였다. 또한 서비스품질이 재이용 의도에 미치는 간접효과 분석에서, 만족도의 매개효과(mediating effect)가 통계적으로 유의하게 나타나, 만족이 품질과 재이용을 연결하는 핵심 변수임을 입증하였다. 이는 푸드테크 산업에서 고객의 경험 품질이 곧 충성도와 시장 지속성으로 이어지는 중요한 경로임을 시사한다.
셋째, 인구통계학적 특성 분석에서 연령과 직업에 따른 만족도 차이가 관찰되었다. 20~30대는 앱 사용 편의성과 반응성에 높은 가치를 두었고, 40대 이상은 서비스의 신뢰성과 정보 제공의 투명성에 더 민감하게 반응하였다. 이러한 결과는 푸드테크 기업이 세대별 맞춤형 품질 전략을 수립해야 함을 시사한다. 예를 들어, 젊은 세대에는 사용자 경험(UX) 중심의 인터페이스 개선과 즉시 응답 시스템을, 중장년층에는 데이터 안정성·개인정보 보호·서비스 일관성 강화를 통해 신뢰를 확보하는 것이 효과적이다.
연구의 학문적 시사점은 다음과 같다. 첫째, 본 연구는 기존 SERVQUAL 모형을 디지털 서비스 환경에 맞게 확장하여, 기술기반 서비스에서도 인간 중심의 품질 차원이 여전히 중요함을 실증적으로 확인하였다. 둘째, 푸드테크 서비스품질의 네 요인을 통합 분석함으로써, 기술적 품질(유형성·신뢰성)과 감성적 품질(반응성·공감성)의 상호작용 구조를 제시하였다. 셋째, 소비자 만족의 매개효과를 검증하여, 서비스품질이 단순히 기능적 효율성에 그치지 않고 심리적 만족을 통해 행동 의도에 영향을 미치는 경로를 밝혔다.
실무적 시사점으로는, 푸드테크 기업이 기술적 신뢰성 확보와 신속한 피드백 체계 구축을 최우선 과제로 삼아야 함을 제시하였다. 또한 고객 데이터를 기반으로 한 개인화 서비스와 감성적 커뮤니케이션 강화가 재이용으로 이어지는 중요한 요인임을 확인하였다. 이를 위해 주문 정확도 향상, 오류율 감소, 고객센터 자동화의 품질 개선, 실시간 응대 서비스 강화, 정보 투명성 확보 등이 필수적이다. 더불어 공감성 향상을 위해 챗봇의 언어적 표현 개선, 고령층 접근성 보장, 장애인 이용 편의성 제고 등 포용적 서비스 디자인(inclusive design)을 도입할 필요가 있다.
본 연구는 푸드테크 서비스의 품질 구조를 체계화하고, 외식산업의 기술혁신이 소비자 경험으로 어떻게 연결되는지를 실증적으로 제시했다는 점에서 의의가 있다. 나아가 기술혁신 중심의 기존 연구에서 한 걸음 더 나아가, 서비스품질–만족–재이용 의도의 통합모형을 제시함으로써 외식경영 및 마케팅 전략 수립에 실질적 지침을 제공하였다. 향후 연구에서는 다양한 서비스 유형(배달앱, 로봇서빙, 예약앱 등) 간 비교연구나, 기술 수용성(tam) 및 디지털 신뢰 모형(trust model)을 결합한 구조방정식모형(sem) 분석을 통해 확장된 검증이 이루어질 필요가 있다. 또한 종단연구(longitudinal study)를 통해 시간의 흐름에 따른 소비자 만족 변화와 기술 수용 행태의 지속성을 살펴보는 연구도 가치가 있을 것이다.

The rapid evolution of information and communication technologies has profoundly transformed the global food service industry. In particular, the rise of food technology (food-tech) has revolutionized how consumers interact with food-related services, from ordering and payment to delivery and customer relationship management. Food-tech combines digital innovation with dining experiences, offering convenience, efficiency, and personalization to meet the growing expectations of modern consumers. However, while technology-driven systems enhance operational efficiency, they also pose challenges to maintaining the emotional and relational dimensions of service quality. Against this backdrop, this study aims to analyze how food-tech service quality affects consumer satisfaction and reuse intention, emphasizing the mediating role of satisfaction in explaining consumers’ behavioral intentions.
This research is grounded in the SERVQUAL model, which defines service quality through four key dimensions—tangibility, reliability, responsiveness, and empathy. Tangibility refers to the physical or visual aspects of the service, such as the design of the interface or the cleanliness of delivery tools. Reliability captures the accuracy, consistency, and dependability of services, including the stability of order systems and the reliability of delivery time. Responsiveness involves the promptness and efficiency of service providers in responding to consumer inquiries or problems, while empathy represents the degree to which a service provider demonstrates care and individualized attention toward customers. These four dimensions together form the foundation for evaluating how consumers perceive and assess the quality of food-tech services.
To empirically test these relationships, a quantitative survey was conducted among consumers with experience using food-tech platforms such as online delivery apps, AI-based ordering kiosks, and smart restaurant systems. A total of 412 valid responses were analyzed after excluding incomplete or inconsistent data. All variables were measured on a five-point Likert scale, ranging from “strongly disagree” to “strongly agree.” Data were processed using SPSS 28.0, following standard statistical procedures including frequency analysis, reliability testing (Cronbach’s alpha), exploratory factor analysis (EFA), correlation analysis, and multiple regression analysis.
The results demonstrate a high internal consistency across all measurement items, confirming the reliability of the scales used in the study. Exploratory factor analysis supported the validity of the measurement model by showing clear factor loadings for the four service-quality dimensions, satisfaction, and reuse intention. Correlation analysis indicated that all variables were positively and significantly correlated, suggesting that higher perceptions of service quality are associated with higher levels of satisfaction and stronger intentions to reuse.
The multiple regression analysis yielded several important findings. First, the four service-quality dimensions—tangibility, reliability, responsiveness, and empathy—were all found to exert significant positive effects on consumer satisfaction. Among these, reliability and responsiveness had the strongest influence, highlighting that accurate, dependable, and prompt services are the most critical determinants of satisfaction in a technology-based service environment. Tangibility and empathy also contributed meaningfully, suggesting that consumers still value the human and aesthetic aspects of service interactions even within digital platforms. These findings underscore that technological efficiency must be complemented by emotional engagement and user-centered design to maximize satisfaction.
Second, consumer satisfaction was found to have a strong and direct effect on reuse intention. Consumers who felt satisfied with their previous food-tech experiences expressed higher willingness to reuse the same services and recommend them to others. This relationship supports prior studies emphasizing satisfaction as a central predictor of behavioral loyalty. The analysis also revealed that satisfaction plays a mediating role between service quality and reuse intention. In other words, consumers perceive the quality of the service first, which then leads to satisfaction, and that satisfaction subsequently transforms into a behavioral intention to continue using the service. This mediating effect demonstrates that satisfaction acts as a psychological mechanism through which consumers’ evaluations of service quality translate into future behavioral commitments.
Additionally, demographic analyses provided further insights. Younger consumers, particularly those in their twenties and thirties, placed greater importance on the responsiveness and tangibility of food-tech services. They valued fast response times, modern app interfaces, and visually appealing designs. Older consumers, on the other hand, emphasized reliability, preferring stability, data security, and accurate order management. These generational differences reflect varying levels of technological familiarity and priorities in evaluating service experiences. Such differences suggest that food-tech firms need to adopt segmented service strategies that reflect the expectations and usage patterns of diverse age groups.
The overall explanatory power of the model was found to be high, indicating that the independent variables effectively predict consumer satisfaction and reuse intention. The findings provide robust empirical evidence that food-tech service quality is a key determinant of satisfaction and that satisfaction, in turn, serves as a powerful driver of behavioral loyalty. In the digital service environment, where human contact is limited, the perception of trust, empathy, and reliability becomes an essential foundation for consumer engagement.
From a theoretical perspective, this study contributes to the expanding body of knowledge on digital service quality by extending the SERVQUAL model to the context of technology-driven food services. Traditional service quality models have largely focused on face-to-face interactions within physical service environments. However, the digitalization of food services demands a reevaluation of these dimensions, as consumers now experience services through interfaces, algorithms, and automated systems. This study empirically validates that the SERVQUAL framework remains applicable but requires reinterpretation in digital contexts—particularly emphasizing responsiveness, reliability, and user empathy as crucial elements of satisfaction formation.
From a managerial standpoint, the results highlight the importance of balancing technological excellence and emotional engagement in food-tech services. To improve reliability, firms should invest in robust digital infrastructures that minimize errors and system downtime. To enhance responsiveness, real-time support channels, AI-driven chatbots, and proactive customer service should be implemented. Meanwhile, tangible aspects such as user interface design, aesthetic presentation, and branding consistency should not be neglected, as they shape consumers’ first impressions and perceived professionalism. Lastly, empathy should be embedded into every touchpoint of the service—through personalized recommendations, considerate tone in communication, and attention to customers’ unique needs.
Furthermore, customer satisfaction in food-tech services is not merely the outcome of functional efficiency but also the result of emotional assurance and perceived trust. Consumers want to feel secure when using payment systems, confident that their data are protected, and reassured that service providers will respond quickly to any issues. As such, companies must go beyond technological innovation and focus on creating emotionally satisfying experiences. Establishing two-way feedback systems, continuously monitoring customer perceptions, and applying data-driven insights to improve user experiences can all enhance satisfaction and loyalty.
In conclusion, this study demonstrates that food-tech service quality significantly influences consumer satisfaction and reuse intention, with satisfaction serving as a key mediating variable. The results confirm that both functional and emotional dimensions of service quality are essential in determining consumer behavior in technology-based food services. For practitioners, the findings underscore the need to pursue a dual strategy: ensuring technical reliability on the one hand and cultivating emotional connection and empathy on the other. Such an integrated approach will enable food-tech firms to not only attract but also retain consumers in an increasingly competitive and digitalized market.
This study offers both academic and practical contributions. Academically, it extends the application of the SERVQUAL model to the digital service context and empirically validates the role of satisfaction as a mediator between service quality and behavioral intention. Practically, it provides clear guidance for food-tech operators, suggesting that sustained consumer loyalty requires the convergence of advanced technology and empathetic service design. As the food-tech industry continues to evolve, understanding how technological and emotional elements jointly influence consumer perceptions will remain a critical area for future research.
